In one healthcare organization, patient experience scores had been flat for years. Leaders were convinced they were already providing excellent care, so no amount of data moved them. Then, in a retreat, I gave them sealed envelopes. Inside each: a real patient’s painful story. The disbelief was palpable — and then the denial cracked. The team stopped debating scores and started owning the human experience. And everything began to shift.

In another instance, an organization faced skepticism about expanding a care management program. Instead of presenting charts, I opened with raw video stories from three patients. At first, the room grew defensive, until one voice from the community said, “We failed them. We can do better.” That moment of empathy changed everything. The program was approved and went on to transform care.
